Before buying more leads, check who owns the next enquiry
Xpand Digital founder Joel House shares three practical checks for the gap between an automatic acknowledgement and a useful customer response.
Before increasing lead-generation spend, small-business owners can check what happens to an enquiry after it arrives, says Joel House, founder and owner of Xpand Digital. His starting point is to follow an existing, consented enquiry from receipt to a useful response, a named owner and a recorded next action.
“Before spending more to generate enquiries, follow one enquiry through your business. Check who owns it, what the customer hears next and whether the next action is recorded.”
The checklist focuses on three questions an owner can investigate using the business's own records. It is a qualitative review of the process, rather than a benchmark for how quickly every business should respond.
1. Did the customer receive an acknowledgement or a useful answer?
An automatic message can confirm that an enquiry arrived without answering the question behind it. Read the first response and ask whether it addresses what the customer needs, explains the next step and sets an expectation the business can meet.
Record the acknowledgement and the first useful response separately. A delivery receipt alone does not establish that someone has dealt with the enquiry.
2. Who owns the next action?
Trace the handoff to a named person. Check what that person was expected to do and whether the next action was recorded. If the available records do not identify an owner, treat that as an unanswered question to investigate.
The same check applies outside normal operating hours. An owner should be able to establish who picks up an enquiry when the usual team is unavailable and what the customer is told in the meantime.
3. What happens when automation cannot help?
Inspect the route for a question that falls outside the standard process. Check who receives it, whether the necessary context travels with it and how the person responsible knows that action is required.
“An instant acknowledgement is useful, but it is not the same as helping a customer. Automation needs a clear handoff to a person when the question falls outside the process.”
House recommends starting with existing records, without manufacturing a customer interaction just to create a test result. Where those records cannot answer a question, record the gap and clarify it with the person responsible.
One enquiry provides a starting point, rather than a verdict on the whole business. Repeat the exercise across relevant enquiry types before drawing broader conclusions. Keep enquiries, acknowledgements, booked calls and completed sales distinct when assessing what the process achieves.
The aim is to give owners a clearer basis for deciding what needs attention before committing more money to attracting enquiries. A business may need a better handoff, clearer ownership or more useful records before it can judge its next marketing investment.
“Choose a useful commercial outcome first, then check whether the journey supports it. A busy marketing dashboard cannot tell you, by itself, where a customer got stuck.”
